Step 1: READ — Truly Understand the User's Expectation
Before anything else, pause and read the entire message carefully. Don’t rush. Our users may not always articulate their needs clearly, so it’s your job to uncover the real concern.
💡 Ask yourself: “What is the main concern behind this query?” This mindset helps you avoid surface-level responses and dive deeper into what the customer really needs—even if they didn’t spell it out.
Example: A user says, "My app isn’t working properly anymore." What they might actually mean is:
They’re not seeing new submissions.
Their app has exceeded limits.
Something changed after a billing update.
By reading between the lines, you avoid unnecessary replies and jump straight into meaningful action.
Step 2: INVESTIGATE — Troubleshoot with Context
Once you’ve understood the concern, dig in. Use all the tools at your disposal:
🔍 Check the user’s app and weebsite to replicate the issue.
🧰 Use TSH (Tech Support Helper) to verify app settings, subscriptions, or permissions.
This step is your fact-finding mission. It sets you up to give accurate, personalized support without guessing.
Step 3: RESPOND WITH PURPOSE — The First Reply is Key!
Your first reply should move the ticket closer to resolution—no vague intros, no info-dumps.
✅ If you can solve it in one go, do it.
❓ If not, ask specific, targeted questions that help you solve it in the next reply.
⏳ Why this matters: Every back-and-forth adds friction. But when the first message feels professional, focused, and solution-oriented, the user sees the value immediately.
Good Example: "I reviewed your Popup and noticed it was scheduled to display only once a week per visitor, hence you couldn't see it.
I just changed it to display once a day per visitor instead, can you please refresh the page and confirm if you can see it now so I can confirm?—you can also change it again to your liking from the "Controls" tab as shown in the screen recording attached"
Poor Example: "Can you clarify what you mean by ‘not working’?" (this question would make sense only if you investigated and still couldn't find any issue)

Step 4: GO THE EXTRA MILE — And Show the User You Did
Do the "dirty" job, even if they didn't ask!
That means:
Going ahead and apply the necessary changes to their issue.
Sending screencasts that walk them through what you did to fix it.
Pointing out things they didn’t notice (popup too big for mobile screen, no email admin, etc), and offer to apply improvements for them.
This shows you’re not just resolving their complaint—you’re invested in their success. That’s what makes support feel premium, and helps obtain your reward at the end!
Step 5: OBTAIN YOUR REWARD!
It's MANDATORY to try to convert the users in every interaction, that's the bridge between Customer Support and Success. Once the user is satisfied (or even amazed!), don’t be shy—ask for something in return.
